What ISO 10002 certification covers

ISO 10002:2018 gives guidance for complaints handling in organizations. It belongs to the ISO 9000 family of quality standards and describes how to design and run a process that makes complaints easy to make, handles them fairly and on time, and turns them into improvements.

A complaint is any expression of dissatisfaction where a response is expected, whether it comes by phone, email, a web form, social media or in person. Complaints handling evidence lives in systems and records: the complaints log or customer relationship system, emails, call recordings where kept, response letters and reports. Where complaints are received face to face, for example at a hotel desk or a branch, the auditor may also check how front-line staff are guided, on site or through interviews.

Consumer rules and customer expectations by market

We certify ISO 10002 for organizations in the USA, Europe, Asia and Africa. In many sectors, complaints handling is also regulated: financial services, telecoms, energy and transport often have rules on response times, records and referral to an ombudsman or dispute resolution body. ISO 10002 does not replace those rules, but your process should meet them, and the auditor checks that you know which apply.

Customers also expect different channels in different markets. In some, messaging apps and social media are the main way people complain; in others, phone and email still dominate. The standard asks you to make the process accessible to your customers, so check which channels they actually use.

Personal data in complaints must be protected under the data protection law of each market, which the auditor samples through access controls and retention practice.

Where complaints can be referred to an external dispute resolution body, the standard recommends telling customers how to do so if they remain unhappy. The auditor checks that this information is given where it applies.

What to expect during the audit

The auditor will pick complaints from your log and follow each one: how it arrived, how quickly it was acknowledged, who assessed it, what was investigated, what the customer was told, whether they were satisfied, and whether the cause was addressed. Complaints that were escalated or reopened are especially useful samples.

Expect questions to front-line staff about what they do when a customer complains, and to managers about how they review complaint trends. The auditor will look for evidence that complaint data reaches management review and leads to changes, not only to individual apologies.

Remedies are reviewed too: refunds, replacements, apologies or service credits. The auditor checks that decisions are consistent across similar cases and that staff know what they are allowed to offer without escalation.

Records of training are checked for the staff who handle complaints, including how they are prepared for difficult conversations and how they protect the personal information that complaints often contain.

Findings are graded as major or minor, and the certification decision rests on the evidence. You receive a written report explaining every finding.

Keeping the certificate

Track a few simple indicators: complaints per period and per category, time to acknowledge, time to resolve, share resolved at first contact and repeat complaints. Discuss them in management review and act on the categories that grow.

Surveillance audits sample recent complaints, check that the process still matches how complaints arrive, and look at improvements made since the last visit. If you add a new channel, such as a chat service, update the process and train staff before it goes live.

Share what you learn. Telling staff which complaint categories are rising, and what was changed as a result, keeps the process alive and gives the auditor clear evidence of improvement.
